Project Summary

A Fortune 1000 IT-as-a-service company engaged Mpathic to staff and operate the service desk behind its managed IT business. The client delivered outsourced IT to enterprise customers across multiple industries, which meant its service desk was the product: every ticket resolved well strengthened a customer relationship, and every ticket fumbled put one at risk.

The support environment was demanding by design. Each enterprise customer brought its own infrastructure, vendor stack, and expectations. A single shift could move from a Windows Server outage at one customer to an Active Directory permissions problem at another, then to a virtualization issue at a third. The technical range spanned Windows Server, Active Directory, Azure AD, Microsoft Exchange, Office 365, LAN and WAN infrastructure, endpoint devices, and a long list of third-party technologies, and coverage had to run seven days a week across day, second, third, and weekend shifts. The contract carried strict service level objectives, including client satisfaction of 97 percent or higher and an abandoned call rate below 7 percent.

The client needed:

  • Engineers capable of resolving issues at tier 1, tier 2, and tier 3, the expert level, inside one accountable team
  • Certified specialists in networking, virtualization, and Microsoft enterprise environments
  • Seven-day, multi-shift coverage, including overnight and weekend windows
  • Fully screened, trained personnel ready to perform on day one, with no ramp period
  • Sustained performance against outcome-based SLOs measured daily

Mpathic Solution

Mpathic staffed and managed a 20.5 FTE team designed to resolve problems where they landed instead of escalating them out of the building. The structure included a Partner Success Manager who provided executive-level relationship management, senior service desk engineers specializing in networking and virtualization, advanced service desk engineers, and frontline service desk engineers, distributed across every required shift window from early morning through overnight, Sunday through Saturday.

Credentials matched the tiering. Senior engineers held certifications including CCNA for networking and CCP-A, CCP-V, VCP, and VCTA for virtualization, along with MCSA and Security+. Frontline engineers held A+, Network+, and equivalent qualifications, with active proficiency in Windows Server, Active Directory, Azure, Office 365, and endpoint administration.

The team diagnosed and resolved hardware, software, operating system, and network infrastructure issues, managed domain administration, and performed OS installation, software troubleshooting, and configuration management. Every issue was documented, tracked, and monitored in the client's RMM and case management platforms, with Mpathic engineers serving as the liaison between end customers and external support staff so problems were identified accurately and resolved once.

Mpathic ran the operation on an Agile/Kanban framework, which allowed real-time responsiveness to shifting workloads, staffing adjustments, and evolving client needs. Performance was managed against outcome-based KPIs, including mean time to respond, mean time to resolve, mean time to repair, and service level compliance, with reporting delivered on a weekly, monthly, quarterly, and annual cadence. Mpathic also maintained a business continuity plan covering disaster recovery, pandemic planning, and cybersecurity, including data breach prevention and notification provisions.

Every engineer assigned to the account completed federal and county-level criminal background checks, drug panel testing, government-issued photo identity verification, required client training, and compliance attestations before deployment. The full team was operational on day one of the contract term, and staffing transitions were managed proactively through Mpathic's talent pipeline, with no material delays and no service interruptions that broke SLO compliance.

Project Outcome and Success Metrics

Mpathic exceeded the stated requirements across the board:

  • Client satisfaction of 97 percent or higher, sustained against the contractual objective
  • Abandoned call rate maintained below 7 percent
  • Phone productivity of 70 percent or higher
  • Same-day resolution of 50 percent on the enterprise help desk
  • Client daily time of 75 percent, meeting the contractual minimum
  • Zero material staffing delays and zero SLO-breaking service interruptions

The clearest evidence of performance was what the client did next. Based on service quality and client satisfaction, it expanded the Mpathic team beyond the initial staffing plan to absorb increased demand and a wider service scope, and extended the engagement on a month-to-month basis beyond its initial term, a structure that kept Mpathic accountable every 30 days. Mpathic also submitted continuous service improvement proposals targeting a 5 percent annualized cost reduction and utilization gains, building efficiency into the engagement rather than waiting to be asked. The work continues today.
